Overview

I was engaged as a solutions architect consultant for a research services organization that supports scientific and academic clients. Due to NDA constraints, the organization and operational specifics are anonymized.

My role was to analyze a highly manual, fragile request-management process and design a secure, low-cost, centralized digital solution that could support sensitive materials, remote staff coordination, and auditability, as well as empower their customers with order transparency.

Challenge

The organization’s request workflow was managed by a single individual. Their personal process included:

    • Email inboxes
    • Spreadsheets
    • Handwritten notes
  • Security Risk
    • Elevated security risk due to the sensitive nature of the work
    • Severe operational inefficiency
    • Process bottlenecks and human error
    • Poor visibility for remote staff

    • Very limited financial resources
    • No capacity for custom software development
    • International customers with varying levels of digital acumen

Approach

Process Analysis

I documented the full lifecycle of a request, which revealed breakdowns in visibility, ownership, and data integrity. Analysis included:
  • Client intake
  • Internal coordination
  • Remote staff fulfillment
  • Delivery and confirmation
  • Historical record keeping

Solution Strategy

Given budget and complexity constraints, I recommended a lightweight customer service management platform (Zoho Desk) as a centralized workflow engine rather than a custom system. This included:
  • Evaluated the platform against security, cost, and usability needs
  • Configured the environment and workflows
  • Designed structured automated request forms for clients
  • Built a secure client portal for request submission and history tracking
  • Defined internal ticket workflows
  • Developed staff training and adoption materials

Results

The organization achieved:
  • A single, secure system of record for all requests
  • Elimination of spreadsheet and email chaos
  • Improved coordination across remote teams
  • Clear ownership and traceability of each request
  • A scalable solution within strict budget limits
